An escalation rule automatically escalates a case when a case meets the criteria specified in the rule record. You can create entries in rules that define case escalation criteria and escalation actions that define what happens when a case escalates. Before getting started, create queues if you want to assign cases to queues and create email templates if you want to send notification emails during case escalation.

When an escalation rule applies to a case,  Salesforce examines the case and compares the case to the criteria in the rule record. If the case meets the criteria specified in the rule entry, Salesforce executes escalation actions.

Escalation rules are available in Salesforce Classic and Lightning Experience that comes in Essentials, Professional, Enterprise, Performance, Unlimited, and Developer Editions.

In this post, we will discuss the points to consider before setting up the escalation rule and the steps to create Escalation Rules in Salesforce. 

Examples Of Escalation Rules

Firstly, let’s understand some examples to find out how different options in the escalation rule records and actions affect how and when during case escalation.

Escalation Rule Entries – Escalation criteria define the conditions under which cases will escalate. Salesforce store your criteria in a rule entry.

Escalation Actions – Escalation actions determine when the case escalates and what will be the consequences after case escalation. The escalation rule enables reassigning the case to another support agent (user) or support queue (queue). Escalation rules can also send emails to notify new assignees, current case owners, and other recipients.

Key Points To Consider Before Setting Up An Escalation Rule Are:

1. As with many automated process options, you must consider all possible options and fully understand the business process.

2. Define who (users or queues) should manage all escalations.

3. Identify which type of email template will be used to notify the new record owner/queue when the record is escalated. If the template has not been created, you must create it before the escalation rule.

4. Create rules and test them before you can activate them. Use the sandbox to review assignment rules before moving them to production.

Steps To Create Escalation Rule In Salesforce

Step 1: Go to Setup, Search Escalation Rules in the Quick Find box, then select Escalation Rules.

Note: Salesforce has already defined the standard Escalation Rule.

Here,  you can also define Custom Escalation Rule as per your requirements.

Step 2: Click on the New button for Creating an Escalation Rule.

Step 3: Enter the Rule name as per requirement.

Step 4: Specify Whether you want this rule activated on the Escalation rule, then click on the checkbox; otherwise, leave the active field.

    Step 5 : Click the save button; your escalation rule will be saved in your Salesforce org.

Note: We can create as many rules as we like, but you can only have one active escalation rule at a time .

Step 6: The rule you want to work with is selected on the Case Escalation Rules page. The rule detail page is displayed. 

Step 7: Create the rule entries by clicking on the New button.

Step 1 : Enter sort order.

Step 2 : Select the criteria for rule entry.

Step 3 : Specify the business hours criteria for the Escalation rule.

Step 4 : Specify how escalation times are set.

1. Order sort, which determines the order of examination of the included rules.

2. Entry criteria determine the case is eligible for escalation through which rule entry.

3. Business hours help organizations set up working hours for support groups for different locations and time zones, making it easier to calculate time-related to cases. It increases the accuracy of the escalation process. 

4. An organization can have multiple business hours at different times, groups and locations. The rule may have its business hours set depending on

when the rise time is tested. Also, there is an option to ignore business hours and calculate time regardless of business hours.

Note : Default business hours are pre-build by Salesforce and are already present in your Org. You can also create Business hours as per your requirements”.

Evaluation Time of Escalation Criteria

It calculates the age over time of a case. The calculations are based on the following three options: 

⦁ When the case was created.

⦁ When the case was created and disabled after the case is first modified does not escalate the case if the case record is modified after creation and the Age Overtime is calculated according to the created date/time.

⦁ Based on the last modification, it calculates age from time to time from the last fixed date/trial period.

Steps To Create Business Hours

1. From Setup, Search business hours in the Quick Find box, then click on Business hours.

2. Select the New Business Hours button.

3. Enter the Business hour Name.

4. Click on the Active checkbox if you want to activate Business Hours.

5. Select the time zone from the picklist.

6. Enter Business Hours as per requirement.

7. Select the Save button, and your business hours will be saved in your org.

Escalation Actions define how long the case should go and to whom it should be reassigned. Also, we can specify to who the notification email should be sent by its upcoming consecutive email templates.

What are assignment rules in salesforce ?

Assignment rules in salesforce are used to automatically assign lead or Case to owner( User Or Queue ). Assignment rule is used to automate owner assignment on Case and Lead based on conditions on Case or Lead. For example, there could on lead assignment rule for web-generated leads and one case assignment rule for the holiday use.

Types of assignment rules

There are two type of assignment rules

Lead Assignment Rules

Case assignment rules.

Specify how leads are assigned to users or queues as they are created manually, captured from the web, or imported via the Data Import Wizard.

Determine how cases are assigned to users or put into queues as they are created manually, using Web-to-Case, Email-to-Case, On-Demand Email-to-Case, the Self-Service portal, the Customer Portal, Outlook, or Lotus Notes.

Create or Setup assignment rules

  • From Setup, enter Assignment Rules in the  Quick Find  box, then select either  Lead Assignment Rules  or  Case Assignment Rules .
  • Choose  New , and then give the rule a name. Specify whether you want this to be the active rule for leads or cases created manually and via the web and email. Then click  Save .
  • To create the rule entries, click  New . For each entry, you can specify:
  • Order : Sets the order in which the entry will be processed in the rule, for example, 1, 2, 3. Salesforce evaluates each entry in order and tries to match the criteria of the entry. As soon as a match is found, Salesforce processes the item and stops evaluating the rule entries for that item. If no match is found, the item is reassigned to either the default Web-to-Lead owner, the administrator doing a lead import, or the default case owner.
  • Choose criteria are met and select the filter criteria that a record must meet to trigger the rule.For example, set a case filter to Priority equals High if you want case records with the Priority field marked High to trigger the rule. If your organization uses multiple languages, enter filter values in your organization’s default language. You can add up to 25 filter criteria, of up to 255 characters each. When you use picklists to specify filter criteria, the selected values are stored in the organization’s default language. If you edit or clone existing filter criteria, first set the Default Language on the Company Information page to the same language that was used to set the original filter criteria. Otherwise, the filter criteria may not be evaluated as expected.
  • Choose formula evaluates to true and enter a formula that returns a value of “True” or “False.” Salesforce triggers the rule if the formula returns “True.” For example, the formula AND(ISCHANGED( Priority ), ISPICKVAL (Priority, “High”) ) triggers a rule that changes the owner of a case when the Priority field is changed to High. If your condition uses a custom field, the rule entry will be deleted automatically if the custom field is deleted.
  • User : Specifies the user or queue to which the lead or case will be assigned if it matches the condition. Users specified here cannot be marked “inactive” and they must have “Read” permission on leads or cases.
  • Do Not Reassign Owner : Specifies that the current owner on a lead or case will not be reassigned to the lead or case when it is updated.
  • Email Template : We can specifies the template to use for the email that is automatically sent to the new owner. If no template is specified, no email will be sent. When assigning a lead or case to a queue, the notification goes to the Queue Email address specified for the queue and all queue members.
  • Predefined Case Teams : Specifies the predefined case team(s) to add to a case when it matches the condition. A case team is a group of people that work together to solve cases.
  • Replace any existing predefined case teams on the case : Specifies that any existing predefined case teams on the case are replaced with the predefined case teams on the condition, when a case matches the condition.

After creating the entry, click  Save , or  Save & New  to save the entry and create more entries.

Hi! What about when I want my assignment to change when the Lead status is changed? I’ve created two criterias. First when the status is new and second when the status has other values. But when the Lead is updated and the status changes the assignment doesn´t follow this change and it does not assignment the Lead Owner correctly. Thanks.

Setting Case Escalation Rules and Assignments

Set up escalation rules and assignments to ensure that high priority cases are routed to the correct person at the right time.

With escalation rules, you set criteria to search cases. You then create escalation assignments to group these rules. When a case matches the criteria you set, it is automatically assigned to the person or group you have selected for the escalation assignment.

Wolfe Electronics sells a warranty plan that guarantees the customers' cases will be resolved within 24 hours. They set up an escalation rule that uses their custom warranty field on customer records. They create an additional rule that includes all cases that have been open greater than or equal to 12 hours.

Case escalations are processed by NetSuite in five minute intervals. Any case escalation rules based on shorter time periods may not be processed when expected.

Case Escalation Rules

To set up case escalation rules, an administrator must enable the Automated Case Escalation feature. Go to Setup > Company > Setup Tasks > Enable Features. On the CRM subtab, check the Automated Case Escalation box and then click Save.

To create a case escalation rule:

Go to Setup > Support > Escalation Rules > New. .

Choose the field on the case record or the customer's record you want to base your rule on.

With escalation rules, you can base escalation on the following amounts of time:

Since the case was created

Since it was last modified by the customer

Since it was last modified by someone in your account

Create a name for your escalation rule. You will choose this name when you group rules into assignments.

If needed, you can enter a brief description of this rule.

In the Criteria field, select terms for your search.

You may also need to make selections in the field(s) below based on the case record field you are using for this rule.

Depending on the case record field you are basing the rule on, you may be able to set subcriteria for this rule:

Select Match All Conditions to have a case meet all the subcriteria you set to be escalated based on this rule.

Select Match Any Conditions to have a case meet any one of the subcriteria you set to be escalated based on this rule.

In the Sub-Criteria column, select terms for your criteria.

In the next column, enter or select criteria, and click Add .

Click Save to save your rule.

For example, you have a group of customers who have purchased a warranty plan. If they submit a case, it will be resolved within 24 hours. You can set up an escalation rule that includes every customer in this group. Then create a rule for duration since case creation of greater than equal to 12 hours. You then create a case escalation assignment that includes both rules and assign it to a support team devoted to resolving high priority cases.

To exclude cases from escalation based on rules, you must create rules to include only open cases and cases created after today.

Case Escalation Assignments

Case escalation assignments use rules to determine how cases are escalated and who they are escalated to.

Before you set up an escalation assignment, you should create escalation rules. For more information, see Case Escalation Rules .

Wolfe Electronics creates a case escalation assignment. It includes a rule for customers who have purchased a warranty. It also includes a rule for cases that have been open for greater than or equal to 12 hours. They then assign it to a support team devoted to resolving high priority cases.

To set up a case escalation assignment:

Go to Setup > Support > Manage Escalation Assignments > New .

On the Escalation Assignment page, enter a name for this assignment.

Enter a description for this assignment.

Select Match All Rules if you want cases to match the criteria in all rules you select to be escalated by this assignment.

Select Match Any Rule if you want cases to match any of the criteria in the rules you select to be escalated by this assignment.

On the Configure Rule Definitions subtab, select a rule, and click Add.

Continue adding rules if needed, and click Add after each rule.

On the Escalation Assignment subtab, select the person or group cases that fall into the rules for this assignment should be escalated to.

Click Add .

Continue adding individuals or groups if needed, and click Add after each.

Cases are distributed evenly to all the individuals and groups listed.

Click Save .

After you set up escalation assignments, you can prioritize them. Priorities determine which assignment a case should be classified in if it matches rules for more than one assignment.

You can change the priorities on the Manage Escalation Assignments page by clicking the handlebars next to an assignment and dragging it up or down. The first assignment in the list in the list is the first assignment a case is sifted through. To view the rules for an assignment or make changes to an assignment, click its name in the Territory column.

A drone strike this week derailed a Russian freight train, burning a tank car and leaving others strewn across the line in what looks like the first ever successful drone attack on a train. This looks like an escalation of the assault on Russia’s vital railway network, hitting the Russian military’s vulnerable logistics.

Details are scant and there is little information available about the attack. But from the choice of target and the location some five hundred kilometers from the frontline, it will be setting off alarm bells all the way to the highest levels in the Kremlin.

According to a report in Reuters from the same day, “A Ukrainian drone attack derailed a freight train and sparked a fire in a diesel tank in the southern Russian region of Volgograd, mangling several hundred metres of track.”

Another report suggests that at least one diesel tank exploded during the attack.

Reuters says Russian Railways stated simply saying that the derailment was caused by “interference by unauthorized persons” but Russian media said the train was attacked by a drone.

Whether the drone really came from Ukraine is questionable, for reasons we will explore later. But the first thing to consider is the significance of an attack on a train.

Russia’s Railway Troops

It is difficult to overstate the importance of the railways for Russian miliary logistics. While countries like the U.S. make heavy use of shipping and air transport, the Russian army is tied to its railways.

Military transport requires close co-ordination with the state-owned Russian Railways. Moving a train requires planning, scheduling, routing, and the assignment of locomotives and rolling stock and there is a highly developed bureaucracy to manage the process. Russia has a unique military formation, the Railway Troops (also Zheleznodorozhniye Voiska or ZhV) founded in 1851. While they are most famous for operating armored trains , the Railway Troops are a corps of engineers with some 27,000 personnel responsible for construction, maintenance, repair and protection of lines as well as the routine operation of rail transport.

The deep reliance on railway logistics and the lack of alternatives was arguably one of the reasons for the failure of the initial invasion of Ukraine in 2022. In a paper for the Swedish Defence Research Agency entitled “ A Railhead Too Far: The Strategic Role of Railroads during Russia’s Invasion of Ukraine ” Maria Engqvist suggests that because the Russian armed forces rely on rail transport, their failure to capture railheads in Ukraine and use the Ukrainian railroad infrastructure was “a determining factor for the development of the war.”

Significantly, Engqvist also notes that “Reliance on rail leaves the Russian Armed Forces vulnerable to sabotage and air strikes.”

Saboteurs within Russia have been targeting the rail network since the invasion in hundreds of individual acts averaging two per week. A paper by John Daly for the Jamestown Foundation in January noted that since February 2022 Russian authorities had arrested 137 people for railway sabotage and charged them with treason and terrorism.

The paper notes the most effective action to day occurred in November 2023, when an explosion in a railway tunnel on the Baikal-Amur Railway in Siberia blocked the main railway route between Russia and China for some time. The Ukrainian Security Service claimed they were behind the attack several thousand miles from their territory.

“Ukraine’s continued disruption of Russia’s railway network will likely lead to further chaos as the effects of the war on the Russian home front are becoming more apparent,” Daly concludes.

In fact, Ukraine has recently taken to more direct action against the Russian railway network. On the night of May 2 nd , Ukrainian long-range kamikaze drones targeted electricity substations serving railways in both the Kursk and Oryol regions, causing train delays.

The Railway Troops and Russian Railways can quickly repair minor damage from a few attacks. But at the number of attacks grows they may find it increasingly difficult to keep the trains running.

Whose Drone?

The Reuters report suggested that a Ukrainian drone hit the derailed train. This seems like a logical extension of the attacks on rail infrastructure, but hitting a moving train with a long-range kamikaze drone is a major challenge.

Like cruise missiles, long-range drones are pre-programmed with target co-ordinates and find their way using satellite navigation or other means. This is ideal for fixed targets like buildings or military facilities, but hitting a mobile target requires additional guidance. Similar munitions like anti-ship missiles rely on radar for terminal homing to locate and lock on to the target. Radar is less effective for ground targets due to the amount of clutter, but some Ukrainian drones are now equipped with optical seekers using machine vision. It is possible for a drone to navigate to the target area and then seek a train to attack, but Ukrainian sources tell me this would not be straightforward.

The other alternative is long-range drone control by a remote operator via a video link like a giant FPV kamikaze. This would take something like a Starlink satellite terminal , which has been seen on some Ukrainian drones previously. Poland is funding 20,000 Starlink devices in Ukraine and many of these may be on uncrewed platforms.

However, there is a simpler explanation. The drone may have been a smaller type launched from just a few miles away by increasingly sophisticated saboteurs.

Partisan Groups

I contacted a partisan who goes by the handle Medici, founder of the White Bear group. These are fighters working behind the front like in occupied Ukraine and elsewhere. He is in contact with a number of other partisan groups, including Russians opposed to the Putin regime. These groups are now starting to work together more and sharing information about operations and tactics.

Medici could not comment on this specific action, but he says that shared information indicates that a number of groups are now starting to acquire both Mavic-type quadcopters for dropping grenades and FPV kamikazes, and training fighters in how to use them. These types of weapon will allow them to carry out attacks from much longer range than other weapons – even a basic quadcopter can drop bombs from a mile away – allowing them to bypass security measures and reducing the chances of getting caught.

A basic FPV kamikaze drone can carry a 1.5 kilo /three-pound warhead. While this might be too small for a good chance of success against a locomotive, it is more than enough to set fire to a tank car full of diesel fuel. The resulting explosion would be powerful enough to derail the train, another example of how a small drone can ‘ bring the detonator’ and cause large-scale destruction.

Damage to railway lines is easily spotted, which is why saboteurs traditionally prefer to carry out an attack just before a train arrives to derail it. Adding drones to the equation makes defence virtually impossible: the attackers can be hiding miles from the railway, waiting to launch their drone when they are alerted that the train is coming. They may be stationed near a signal, hoping to catch the train while it is halted, but as we have seen, FPVs have no problem hitting fast-moving vehicles .

Like other drone operators, partisan groups are likely to share their experiences of what tactics and techniques work best. We may even see the emergence of drone warheads optimized for attacking trains, rails or other railway targets.

This attack is the first time a train has ever been derailed by a drone. But, as with other types of drone attack like the kamikaze drone boat strikes on Russian warships, in the coming months these incidents could become commonplace. That possibility must be keeping people in the Kremlin up at night — and making other railway operators wonder about the future.
